How do customer service teams use Salesforce day to day?

Service Cloud turns every customer issue into a case with an owner, a priority, entitlement terms, and a full history across email, web, chat, messaging, and phone. Omni-Channel matches incoming work with agents who hold the needed skills and have room to take it. Knowledge articles serve agents and customers alike, while Experience Cloud portals let customers help themselves. Agentforce can answer routine questions, summarize long case threads, and draft replies. Field Service extends the same case into scheduled on-site work when a technician visit is required.

Case intake and triage

Email-to-Case and Web-to-Case create records automatically, and assignment rules or Omni-Channel skills-based routing place each case with an agent who has the right product knowledge and available capacity. Case classification suggestions help agents set type and reason fields consistently, which keeps reporting and escalation rules accurate as volume grows.

Working a case in the console

An agent opens the Service Console and sees the case, the customer's past cases, related assets, and suggested knowledge articles in one workspace. Macros handle repetitive steps such as sending a standard reply and updating status together. Agentforce can summarize a long email thread so the agent picks up context in moments rather than scrolling.

Entitlements and milestone tracking

Customers with support contracts have entitlements that set response and resolution milestones for their cases. Service Cloud tracks each milestone, warns agents as deadlines approach, and escalates to a supervisor when one is missed. Account managers can see contract terms and service history before renewal conversations, grounded in the same records.

Publishing knowledge from resolved cases

When an agent solves a new problem, they draft a Knowledge article from the case, and a reviewer approves it for internal or public channels. Agentforce can generate a first-draft article from the case conversation. The published article then appears as a suggestion on similar cases and in the customer portal search results.

Escalating to field service

If a case needs hands-on work, the agent creates a work order directly from it. Field Service scheduling matches the job to a qualified, available technician, who receives it on the mobile app with the case history attached. When the technician completes the visit, the case updates, and the customer receives confirmation.

Your first four steps.

  1. Map your case taxonomyDefine case types, reasons, and priorities with frontline agents, and keep the list short enough to use under pressure. Routing, reporting, knowledge suggestions, and AI classification all depend on this taxonomy. A vague or bloated list produces unreliable data regardless of how well the rest of the system is configured.
  2. Consolidate intake channelsBring every channel your customers already use into Service Cloud so no request lives only in a shared inbox or personal phone. One queue structure with consistent statuses gives supervisors a full view of demand, and it gives AI agents a complete case history to learn from.
  3. Audit knowledge before adding AIReview existing articles for accuracy, duplication, and ownership. Agentforce answers from the content you give it, so outdated or conflicting articles become wrong answers at scale. Assigning an owner to each article category keeps content current after launch, which matters more than the initial cleanup.
  4. Scope a first AI use caseChoose one high-volume, low-risk request type, such as order status or password help, for an initial Agentforce deployment. Define the escalation path to a human agent, what context passes along with the handoff, and how you will judge success before exposing the agent to customers.

Salesforce for service: questions.

What is the difference between Service Cloud and Field Service?

Service Cloud manages customer issues through cases, routing, knowledge, and digital channels, mostly handled remotely by agents. Field Service adds scheduling, dispatch, mobile tools, inventory, and work orders for issues that need a technician on site. Field Service runs on top of Service Cloud, so the customer history is shared. Many companies start with Service Cloud and add Field Service when on-site work becomes a coordination problem.

Can Agentforce resolve customer cases without an agent?

For well-defined requests with clear data and policy, yes: order lookups, appointment changes, simple account updates, and answers drawn from approved knowledge. It can also take actions through configured flows. For complex, emotional, or high-risk issues, it should hand off to a human with context. The quality of your knowledge base and the precision of the actions you enable determine how much it can safely handle.

How do we move from another help desk to Service Cloud?

Start by deciding what history actually needs to migrate. Open cases and recent closed cases are usually essential, while older records may belong in an archive. Map statuses, categories, and custom fields to a cleaner Service Cloud model rather than copying old complexity. Rebuild macros and routing thoughtfully, run the two systems in parallel briefly, and train agents on the new console before cutover.

Should we give customers a self-service portal?

A portal pays off when many requests are repetitive and customers are comfortable finding answers themselves. Experience Cloud lets customers search knowledge, submit and track cases, and update account details. It works poorly when knowledge is thin or outdated, because customers give up and open a case anyway. Build the knowledge foundation first, then launch the portal around the questions customers ask most.

How do service insights reach sales and product teams?

Because cases live on the same platform as accounts and opportunities, sales can see open issues before a renewal call, and product teams can report on case reasons by product or release. Structured fields matter here: free-text notes are hard to aggregate. Case reason codes, linked assets, and feedback categories make service data usable by the rest of the business.
