Can a call center run on Salesforce?

Salesforce brings phone calls into the same console where agents handle every other customer interaction. Service Cloud Voice connects supported telephony so calls ring inside Salesforce, screen-pop the caller's record, and produce a live transcript. Omni-Channel balances voice and digital work across agents by skill and capacity, and supervisors monitor queues in real time. Agentforce can take routine calls or messages, and for human agents it can summarize the conversation afterward, reducing wrap-up. Recordings, transcripts, and outcomes attach to the case for review.

Inbound call with screen pop

A call arrives through Service Cloud Voice, and the softphone in the console matches the caller's number to a contact, opening their record and recent cases before the agent says hello. If no match exists, a search or new-contact prompt appears. The agent verifies identity using fields on the record rather than a separate system.

Live transcription and guidance

As the conversation unfolds, the transcript appears in the console. Keywords in the transcript can trigger recommended actions or knowledge articles in the agent's sidebar, such as a returns flow when the customer mentions a damaged item. Agents act on suggestions with a click instead of navigating menus while keeping the customer on the line.

Wrap-up and disposition

When the call ends, Agentforce drafts a summary of the conversation and proposed next steps from the transcript. The agent reviews it, selects a disposition code, and saves, which updates the case and contact history. Structured dispositions feed reporting on why customers call, while the summary gives the next agent readable context.

Supervisor queue monitoring

Supervisors use the Omni-Channel Supervisor view to watch agent status, queue depth, and wait times as they change through the shift. They can reassign waiting work, move agents between queues when volume spikes, and, where the telephony setup supports it, listen in or join a call to assist a newer agent.

Callbacks and outbound follow-up

When wait times grow, customers can request a callback, which lands as routed work for the next available agent with the case attached. Outbound campaigns, such as appointment reminders or follow-ups on unresolved issues, use lists built from Salesforce reports, with do-not-call and consent fields checked before any number is dialed.

Do we have to replace our phone system?

Not necessarily. Service Cloud Voice works with specific telephony providers, and many other contact center platforms integrate with Salesforce through their own connectors. The right path depends on whether your current platform's integration gives agents a unified console, live transcripts, and reliable call logging. We assess what you have before recommending any change, since replacing telephony adds cost, risk, and retraining.

Can Agentforce handle phone calls?

Agentforce can handle conversations on digital channels and, depending on your configuration and telephony setup, voice interactions as well. Capabilities in this area are evolving, so the practical question is which call types are predictable enough to automate and what the caller experiences when a handoff is needed. Starting with messaging or after-call summaries is often a safer path than automating live voice first.

How are call recordings and transcripts stored?

With Service Cloud Voice, recordings and transcripts link to the voice call record and the related case, so reviewers find them in context. Storage location, retention rules, and access permissions depend on the telephony provider and your configuration. Sensitive data such as payment details should be kept out of recordings through pause controls or secure payment flows, and retention policies should reflect your legal requirements.
